India is one of the largest destinations for outsourced customer support, and for good reason: a deep talent pool, strong English-language capability, and a mature outsourcing industry. But success depends on preparation. Here is what to consider before you start.
Why businesses choose India
- Talent availability: a large workforce with experience in customer service and technical support.
- Cost structure: lower operating costs than many Western markets, which can make 24/7 coverage affordable.
- Time-zone coverage: teams can work overnight shifts to cover US hours, or extend coverage for European customers.
- Experienced providers: many providers have established processes for security, training and reporting.
What to check first
Communication quality
Listen to real calls or review chat transcripts from the team that would serve you. Accent neutrality matters less than clarity, empathy and the ability to understand and resolve the problem.
Time zones and shifts
Confirm which hours will be covered, how night shifts are managed, and how the provider handles agent welfare and attrition on overnight schedules.
Training and product knowledge
Ask how agents will be trained on your product, tone of voice and policies, and how updates reach the team. Shadowing and call calibration with your own staff help a great deal.
Security and data handling
Ask about access controls, data storage rules, device policy and audit logging, and align them with your own requirements and any regulations that apply to your customers.
Management and reporting
You should get regular reporting on volume, response time, resolution and quality, plus access to recordings and a named contact for escalations.
Plan the transition
A good start is a pilot with a small team and clear success measures, followed by a phased ramp. Keep a feedback loop with the provider's team leads in the first weeks, and review quality weekly until results stabilise.
Common mistakes
- Outsourcing a broken process instead of fixing it first.
- Skipping documentation, so agents learn from guesswork.
- Judging only on price rather than quality and fit.
- Giving little feedback after launch.
- Ignoring attrition and what the provider does to retain good agents.
